Gr\u00e2ce \u00e0 l&#8217;av\u00e8nement d\u2019Internet et des r\u00e9seaux sociaux, les plaintes des clients ne tombent plus dans l&#8217;oreille d&#8217;un sourd, bien au contraire. En effet, aujourd&#8217;hui, l\u2019impact des avis publi\u00e9s en ligne est amplifi\u00e9 car ils atteignent un large public. Dans cet article, nous allons d\u00e9couvrir comment les avis n\u00e9gatifs affectent la r\u00e9putation en ligne des h\u00f4tels.<\/p>\n<h2>L\u2019impact des avis en ligne<\/h2>\n<p>Les avis sont sans doute devenus l&#8217;\u00e9l\u00e9ment d&#8217;information le plus important pour les clients. <a href=\"https:\/\/www.hotelnewsresource.com\/article82018.html\" target=\"_blank\" rel=\"noopener\">95 % des touristes lisent les avis<\/a> avant de r\u00e9server leurs vacances. De plus, <a href=\"https:\/\/www.hotelogix.com\/blog\/2018\/03\/20\/how-hotel-online-reputation-impacts-its-revenue\/\" target=\"_blank\" rel=\"noopener\">81 % des voyageurs<\/a> estiment que les avis en ligne sont tr\u00e8s importants lorsqu&#8217;il s&#8217;agit de choisir un h\u00f4tel, et 49 % ne se risquent pas \u00e0 r\u00e9server un h\u00f4tel qui n\u2019a aucun avis. Cela nous indique que les avis ont un impact direct sur le chiffre d\u2019affaires d&#8217;un h\u00f4tel, et que les sites d&#8217;\u00e9valuation tel que TripAdvisor ont une grande influence sur le comportement et les d\u00e9cisions des consommateurs.<\/p>\n<p>Une \u00e9tude de Street Fight montre que les responsables marketing am\u00e9ricains estiment que la gestion de l\u2019e-r\u00e9putation est tr\u00e8s efficace pour fid\u00e9liser la client\u00e8le. D&#8217;autres sp\u00e9cialistes du marketing consid\u00e8rent la gestion des avis comme un moyen : d&#8217;augmenter la valeur du client sur le long terme, d&#8217;accro\u00eetre la notori\u00e9t\u00e9 de la marque, d&#8217;augmenter la conversion et les ventes, ou m\u00eame d&#8217;acqu\u00e9rir de nouveaux clients.<\/p>\n<p>L&#8217;image de marque v\u00e9hicul\u00e9e par les r\u00e9seaux sociaux est \u00e9galement un \u00e9l\u00e9ment que les entreprises doivent d\u00e9sormais comprendre et ma\u00eetriser. Le suivi des avis relatifs \u00e0 une entreprise est devenu essentiel pour les <a href=\"\/services\/local-presence-management\/\">marques qui veulent \u00eatre proactives quant \u00e0 leur r\u00e9putation en ligne<\/a>. <em>Que disent mes clients et potentiels clients \u00e0 mon sujet sur les r\u00e9seaux sociaux ? Quels sont les th\u00e8mes cl\u00e9s qui ressortent des conversations en ligne ? Pouvons-nous r\u00e9gler un probl\u00e8me particulier ? Que faisons-nous correctement ?<\/em> Ce sont seulement quelques-unes des questions qui peuvent \u00eatre r\u00e9gl\u00e9es en monitorant les avis sur les r\u00e9seaux sociaux.<\/p>\n<h2>R\u00e9pondre aux avis<\/h2>\n<p>Nous observons que les marques r\u00e9pondent de plus en plus et publiquement aux avis et commentaires. Ces r\u00e9ponses peuvent relever de diff\u00e9rents types (excuses, propositions de solutions, simple \u00e9change\u2026). L\u2019engagement proactif permet de corriger\/am\u00e9liorer une situation insatisfaisante. <\/p>\n<p>Un article de Harvard Business Review souligne <a href=\"https:\/\/hbr.org\/2018\/02\/study-replying-to-customer-reviews-results-in-better-ratings\" target=\"_blank\" rel=\"noopener\">l\u2019importance de r\u00e9pondre publiquement aux avis n\u00e9gatifs des consommateurs<\/a>. Davide Proserpio, professeur adjoint de marketing \u00e0 la Marshall School of Business de l&#8217;Universit\u00e9 de Californie du Sud et Giorgos Zervas, professeur adjoint de marketing \u00e0 la Questrom School of Business de l&#8217;Universit\u00e9 de Boston, ont voulu v\u00e9rifier l&#8217;hypoth\u00e8se selon laquelle r\u00e9pondre aux commentaires des clients donne de meilleures notes. Pour ce faire, ils ont examin\u00e9 des dizaines de milliers d\u2019avis d\u2019h\u00f4tels (ainsi que leurs r\u00e9ponses) sur TripAdvisor. Premier constat, seulement un tiers des avis ont re\u00e7u une r\u00e9ponse.<\/p>\n<p>Toutefois, ils ont fait une d\u00e9couverte surprenante : quand les h\u00f4tels r\u00e9pondent aux avis, ils re\u00e7oivent 12 % d\u2019avis suppl\u00e9mentaires, et leurs notes s\u2019am\u00e9liorent de 0.12 \u00e9toiles en moyenne. Ils soulignent qu\u2019il est important de se rappeler que TripAdvisor arrondi la note finale \u00e0 la demie \u00e9toile la plus proche, ce qui n\u2019est pas n\u00e9gligeable.<\/p>\n<p>La r\u00e9ponse aux avis est indispensable. Les professeurs Proserpio et Zervas ont \u00e9galement constat\u00e9 qu\u2019un tiers des h\u00f4tels pouvaient augmenter leurs notes d\u2019une demie \u00e9toile ou plus apr\u00e8s seulement six mois. Ceci montre \u00e0 quel point la gestion et les r\u00e9ponses aux avis est important pour leur activit\u00e9.<\/p>\n<p>Chez DAC, nous comprenons l\u2019importance de la <a href=\"\/fr\/services\/gestion-de-la-presence-locale\/\">gestion des avis<\/a>. Nous avons aid\u00e9 nos clients \u00e0 \u00e9laborer les lignes directrices d\u2019un plan de Community Management qui donne des conseils et des mod\u00e8les qui peuvent \u00eatre utilis\u00e9s pour r\u00e9pondre aux pr\u00e9occupations des clients, dans un souci de respect des d\u00e9lais et d\u2019efficacit\u00e9. Les avis n\u00e9gatifs ont le pouvoir de dissuader les consommateurs de passer \u00e0 l\u2019achat ; un avis n\u00e9gatif peut \u00e9carter 40 % des clients potentiels.
