De nos jours, les commentaires en ligne et leur impact se voient amplifi\u00e9s, atteignant un vaste public. Dans cet article, nous examinerons comment les commentaires des clients affectent la r\u00e9putation en ligne des h\u00f4tels.<\/p>\n<h2>Que valent vraiment les commentaires en ligne\u2009?<\/h2>\n<p>Les \u00e9valuations et les commentaires sont sans doute devenus l\u2019information la plus importante pour les clients. <a href=\"https:\/\/www.hotelnewsresource.com\/article82018.html\" target=\"blank\" rel=\"noopener\">95 % des vacanciers lisent les commentaires<\/a> avant de r\u00e9server leurs vacances. De plus, <a href=\"https:\/\/www.hotelogix.com\/blog\/2018\/03\/20\/how-hotel-online-reputation-impacts-its-revenue\/\" target=\"_blank\" rel=\"noopener\">81 % des voyageurs<\/a> estiment que les commentaires en ligne sont tr\u00e8s importants pour le choix d\u2019un h\u00f4tel, et 49 % ne se risqueront pas \u00e0 r\u00e9server un h\u00f4tel s\u2019il n\u2019y a pas de commentaires. Cela nous indique que les commentaires des clients ont un impact direct sur les revenus d\u2019un h\u00f4tel et que les sites de critiques tels que TripAdvisor influencent grandement le comportement et les d\u00e9cisions des consommateurs.<\/p>\n<p>Selon un rapport de Street Fight, les d\u00e9cideurs marketing am\u00e9ricains estiment que la gestion de la r\u00e9putation et des commentaires est tr\u00e8s efficace pour fid\u00e9liser la client\u00e8le. Le monitorage des mentions de marques est devenu essentiel pour les <a href=\"\/fr-ca\/services\/gestion-de-la-presence-locale\/\"> marques qui souhaitent \u00eatre proactives quant \u00e0 leur r\u00e9putation en ligne<\/a>. <em>Que disent mes clients et clients potentiels de moi dans les m\u00e9dias sociaux\u2009? Quels sont certains des th\u00e8mes cl\u00e9s qui se d\u00e9gagent des conversations en ligne\u2009? Y a-t-il quelque chose que nous pouvons r\u00e9soudre de mani\u00e8re proactive\u2009? Que faisons-nous de bien\u2009?<\/em> Ce ne sont que quelques-unes des questions auxquelles on peut r\u00e9pondre en surveillant les mentions de marque dans les m\u00e9dias sociaux.<\/p>\n<h2>R\u00e9pondre aux commentaires<\/h2>\n<p>Nous voyons de plus en plus les marques r\u00e9pondre publiquement aux commentaires et aux critiques des consommateurs. Cela comprend la reconnaissance des pr\u00e9occupations, l\u2019empathie, les excuses et l\u2019offre de solutions. Un engagement proactif contribue grandement \u00e0 rem\u00e9dier \u00e0 la situation.<\/p>\n<p>Un article de la Harvard Business Review souligne <a href=\"https:\/\/hbr.org\/2018\/02\/study-replying-to-customer-reviews-results-in-better-ratings\" target=\"_blank\" rel=\"noopener\">l\u2019importance de r\u00e9pondre publiquement aux commentaires n\u00e9gatifs des consommateurs<\/a>. Davide Proserpio, professeur adjoint de marketing \u00e0 la Marshall School of Business de l\u2019Universit\u00e9 de Californie du Sud, et Giorgos Zervas, professeur adjoint de marketing \u00e0 la Questrom School of Business de l\u2019universit\u00e9 de Boston, souhaitaient v\u00e9rifier l\u2019hypoth\u00e8se selon laquelle le fait de r\u00e9pondre aux commentaires de clients engendrerait de meilleures notations. Pour ce faire, ils ont examin\u00e9 des dizaines de milliers d\u2019avis et commentaires sur TripAdvisor et les r\u00e9ponses correspondantes. Ils ont constat\u00e9 que pr\u00e8s du tiers des commentaires avaient re\u00e7u une r\u00e9ponse.<\/p>\n<p>Cependant, voici la conclusion la plus intrigante : ils ont constat\u00e9 que lorsque les h\u00f4tels r\u00e9pondaient aux avis, ils recevaient 12 % de commentaires de plus, et leur notation avait augment\u00e9 de 0,12 \u00e9toile en moyenne. Ils ont \u00e9galement mentionn\u00e9 que, m\u00eame si cela ne semble pas \u00eatre une augmentation significative, on doit garder en t\u00eate que TripAdvisor arrondit les notes moyennes \u00e0 la demi-\u00e9toile la plus proche :<\/p>\n<p><img loading=\"lazy\" decoding=\"async\" src=\"\/wpe-content\/uploads\/2019\/04\/FR-CA-19Q2-Creative-Blog-DAC-Travel-Industry-Reputation-Management-Body-Image-2.jpg\" alt=\"Notations TripAdvisor\" width=\"860\" height=\"430\" class=\"alignnone size-full wp-image-40855\" \/><\/p>\n<p>Il est extr\u00eamement important de r\u00e9pondre aux commentaires. Les professeurs Proserpio et Zervas ont \u00e9galement constat\u00e9 qu\u2019un tiers des h\u00f4tels avaient pu augmenter d\u2019une demi-\u00e9toile ou davantage leur notation arrondie seulement six mois apr\u00e8s leur premi\u00e8re r\u00e9ponse aux commentaires.
